Abstract

Investments in CRM practices are being undertaken in many firms to build stronger relationships with customers in order to deliver superior customer value. These kind of investments are inherently connected with risk arising from technological and market uncertainty. In these circumstances standard invesment apprisal methods based on discounted cash flow significantly undervalue CRM efforts since it fails to account for managerial flexibility due to changed conditions. A better approach to evaluate CRM projects is implementing "options philosophy" based on theory of real options. The main goal of his article is to present how decision makers can incorporate options thinking into the process of CRM investments evoluation. (original abstract)
